I 1994 begynte vi å måle kundetilfredshet hos våre kunder.
Siden den gang har vi skiftet navn flere ganger – vi har fusjonert
med sterke selskaper – vi har vokst både i antall konsulenter og
tjenester som tilbys i markedet. Vår måling av kundetilfredshet
har bestått – og er blitt et begrep i det internasjonale konsern vi
er en del av.
Ingen er bedre til å vurdere kvaliteten på vår virksomhet enn
dere, våre kunder. Dette er årsaken til at vi ber dere sette opp de
kvalitetskriterier
dere forventer av oss når et oppdrag startes. Når
oppdraget er avsluttet,
ber vi dere vurdere våre tjenester opp mot
de kriterier dere satte opp i starten.
Med dette som bakgrunn kan vi kartlegge innen hvilke områder
vi må forbedre oss, og områder hvor vi må opprettholde den
gode kvaliteten vi har på mange områder.
Våre medarbeidere er gode representanter for vår virksomhet. I
2005 har dere gitt 127 av våre medarbeidere høyeste score – 5*5
– og det setter vi pris på. I tillegg har dere i 65% av alle vurderinger
fortalt oss at vi har møtt deres forventninger med topp
resultat -5- på ett eller flere av de 5 prioriterte kriterier.
Hele 95% er over den forventningen dere hadde – men 1% var
under forventningene – og det ser vi alvorlig på
Året 2005 er avsluttet - og regnskapets time er kommet.
Vi ønsker med dette å dele resultatet med deg, og takke for at du

Capgeminis overordnede mål er å
overgå våre kunders forventninger. Et
av de enkleste virkemidlene for å kunne
oppnå dette målet er å dempe kundens
forventninger – jo lavere listen ligger,
jo enklere er det å hoppe høyt over. Så
enkelt er det nok ikke. Forventninger
skapes av en rekke faktorer, hvor vår
påvirkning er relativt liten.
Det viktigste for oss, og for kundene er at
forventningene er realistiske.
Ved hjelp av konsulenter og team

Hvordan skape forventninger –
og hvordan overgå dem?
Dine forventninger til vår leveranse er
avgjørende for om vi skal klare å overgå
dem.
Hvordan foregår målingene?
Ved starten av et oppdrag har vår kundeansvarlig
med et evalueringsskjema,
som vi går gjennom sammen med
kunden. Her settes det opp inntil fem
kriterier som tjenestene vil bli vurdert
opp mot. Kriteriene prioriteres deretter
fra 1 – 5 etter hvor viktige de er. Det
er også viktig å bestemme hvordan
resultater skal måles opp mot kriteriene
og når oppfølging og avstemming skal
skje. Vår kundeansvarlig går gjennom
kriteriene med våre konsulenter på oppdraget,
slik at alle kjenner og aksepterer
kriteriene som realistiske.
Det finnes ingen ”industristandard” for
kundetilfredshet. Det vi vet er at våre
kunder benytter skalaen fra 1 - 5 ulikt,
men det gir oss trender - og ikke minst
får vi satt fingeren på våre forbedringsområder.
Det er selvfølgelig alltid hyggelig å få
positiv tilbakemelding fra kunder, men
enda viktigere er det å få kjennskap
til områder hvor vi ikke lever opp til
forventningene. Det er viktig for oss selv,
og ikke minst våre kunder.
Dersom resultatet er under 3,00, tar vi
kontakt for å høre hvorfor vi ikke leverte
til godkjent.
For å systematisere kriteriene, kodes
de innen ni forskjellige områder. Disse
gruppene danner så grunnlag for
hvordan vi skal forbedre oss:

Vi leverer tjenester til kunder i hele vårt
område. I tillegg deltar våre ansatte
i transnasjonale prosjekter sammen
med kollegaer fra flere land. Vi finner
våre kunder innen de fleste forretningsområder
som Olje & Gass, Offentlig,
Maritim, Telecom og Finans.
Dere, våre kunder, finnes blant norges
tusen største bedrifter! Og mange av
dere er høyt oppe på listen. Dere har
alle stilt krav til oss i 2005. Var dere
fornøyde? Alle sammen?

Kundene vurderte vår innsats til et
gjennomsnitt på 4,58 i 2005. Dette er vi
i Capgemini meget godt fornøyd med.
Det samme er vi med utviklingen fra

noe å skamme seg over. Vi
har fått gode tilbakemeldinger på alle
felter.
Hvordan vi skal vurdere de enkelte
resultater avhenger selvsagt av hvor
mange som ”står bak”. Derfor har vi
hvert år sett på fordeling etter hvor
viktige de enkelte kriteriene er for våre
kunder. Ovenfor har vi vist en prosentvis
fordeling av hvor mange som har stilt krav
innen de forskjellige områder.
Hvis vi ser på hva dere har prioritert
høyest, er det fristende å trekke konklusjonene
at når vi samarbeider (4,72),
har den rette kompetansen (4,56) og
konsulentene er selvstendige (4,68) - så
vil dette automatisk medføre at resultatet
blir godt. Det er ikke alltid tilfelle.
Selv om få av dere har prioritert ”Leveranse
til rett tid” og enda færre ”Overholder
kostnadsrammer” ville det vært
galt å si at dette ikke betyr noe lenger.
Erfaring har vist oss at dette er basiskrav
som sterkt influerer de øvrige kriteriene.
Vi er kjent for å levere – til rett tid og
innenfor budsjett.
Mer viktig enn gode resultater er korreksjoner
der vi ikke har lykkes – spesielt
på de områder som prioriteres høyest.
Samarbeid (4,72)
Av totalt 200 ganger hvor dere har stilt krav til vår samarbeidsevne,
er det kun to ganger som resultatet har vært dårligere
enn 3 – 95,3% har vært bedre enn 3,5. Det er noe med kjemien
mellom dere og oss som stemmer meget bra. Det skal vi ta vare
på fremover.
Kompetanse (4,56)
Hver dag skjer det et teknologisk under et sted i verden. Noe vil
påvirke vår hverdag og stille krav til vår kompetanse. AKM
(Applied Knowledge Management) vil være nøkkelen til om vi og
våre kunder klarer å følge med. Det er helt nødvendig at vi ligger
i front i den rivende utviklingen som nå skjer. Sammen med våre
kunder skal vi sørge for at vår kompetanse er den rette – til rett
tid. Dette er den største utfordringen for 2006.
Bare to ganger har dere vurdert kompetansen vår dårligere enn
3 – i 94,6% av målingene er resultatet høyere enn 3,5 – det er vi
stolte av. Vi føler at vi er på god vei til å nå målet – rett
kompetanse i alle oppdrag.
Leveranse til rett tid (4,36)
Leveranse til rett tid er et krevende kriterium. Rett tid er ofte
bestemt av forhold som prosjektet ikke kan påvirke men som er
en forutsetning når planer skal lages. Periodeavslutning, årsavslutning,
høysesong, bemanning, kampanjer eller lover som
trer i kraft. I 2005 fortalte dere at vi leverte til rett tid i 97,3%
av de leveranser som ble målt – det er ikke bra nok selv om utviklingen
fra 1994 er meget god.
Vår sterke satsning de senere årene på utdanning og trening av
prosjektledere sammen med en forsterkning av estimering,
planlegging, bemanning og prosjektoppføling har gitt resultater.
Overholder kostnadsrammer ( 4,25)
Bare 3% av av kravene dere har stillet til oss går på å overholde
kostnadsrammer – i 95,8% av målingene har dere sagt over
forventet – 4,2% som forventet. 37,5% har kostnad som prioritet
5 (lavest).

In 1994 we began measuring client satisfaction levels among our clients. Since then we have changed our company name several times, we have merged with strong companies, and we have expanded both in terms of the number of consultants and the range of services we offer to the market. Through all this our client satisfaction survey has endured, and the concept has been adopted by the international group to which we belong.
There is no better judge of the quality of our work than you, our clients. That is why we ask you to formulate the qualitative criteria you expect of us at the start of an assignment. On completion of the assignment, we ask you to evaluate our services in relation to those criteria.
From this we are able to identify areas in which we need to improve, and areas in which we must maintain our current high quality.
Our consultants are good representatives of our company. In 2005 you awarded 127 of them the highest possible score, 5*5, which we greatly appreciate. In addition to this, 65% of you reported that we met your expectations with the top score (5) for one or more of your five prioritised criteria. As many as 95% reported having had your expectations exceeded. 1%, however, reported our performance to be below expectations – something we take very seriously.

OTACE - On Time and Above Customer Expectations
Capgemini’s main objective is to exceed our clients’ expectations of us. One of the easiest ways to achieve this would be to lower client expectation; the lower the jump, the easier it is to clear. But it is not that simple. Expectations are generated by a number of factors over which we have very little control.
The most important point for both us and our clients is that the expectations are realistic.
With the help of consultants and teams who possess the appropriate competence, and efficient and competitive methods and tools, we aim to meet or exceed our clients’ expectations and demands. The vital factor in succeeding in this is that all collaborators assume responsibility for the quality of their own work, and that everything possible is done to facilitate this. That is why our consultants take an active part in developing our business operations.
By sharing competence and experience, we develop increasingly better solutions, ideas and visions – and the possibility to deliver solutions that exceed our clients’ expectations.
How to shape expectations – and how to exceed them
Your expectations of what we can deliver determine whether we will be able to exceed them.
How are the evaluations conducted?
At the start of an assignment our client liaison presents an evaluation form, which he/she and the client go through together. A maximum of five criteria against which our services will be evaluated are formulated. The criteria are then ranked from 1 to 5 in order of importance. It is also important to determine how the results will be measured against the criteria, and when follow-ups and final evaluations should take place. Our client liaison goes through the criteria with the consultants working on the project so that everyone is aware of and accepts the criteria to be realistic. There is no industry standard for client satisfaction. We know that our clients interpret the scale from 1-5 differently. Nevertheless, it does provide us with tendencies and, not least, helps us to identify areas where improvement is needed. It is of course always pleasing to receive positive feedback from our clients, but it is even more important to learn about areas in which we have failed to live up to our clients’ expectations. This is important for us and, above all, for our clients.
If we receive a score below 3, we get in touch to find out why we failed to win your approval.
In order to systematise these criteria they were grouped into nine different areas. These areas form the basis for how we can improve our performance:

We considered 4.20 to be a reasonable target; our clients gave us an even higher score in 2005 of 4.58. Conscious and goal-oriented efforts by all our employees have produced good results. The evaluations reflect our clients’ overall impression of us as a collaborative partner; from switchboard, accounting, consultancy, personnel and purchasing to management and quality assurance. Through good teamwork we created the right conditions for being able to deliver above and beyond our own targets.
In 2005 we also set additional goals for these particular areas:
• Appropriate competence for all assignments
• On-time delivery for all our assignments
• Meeting budgets with deviations of less than 2%. This means that we can estimate the size of an assignment.
How did our clients rate us in 2005?
We provide services to clients all over Norway. Together with colleagues from many countries, our consultants also participate in transnational projects. Our clients operate within most business sectors, such as oil and gas, public authorities, maritime, telecommunications and finance. You, our clients, are among Norway’s 1000 largest enterprises! And many of you rank high on that list. You all stated what your expectations of us for 2005 would be. Were you satisfied? All of you?
What were the results of the survey?
In 2005 our clients’ average rating of our performance was 4.58. We were very pleased with this result. We are also pleased by our development from 1994 up to the present day.

The individual scores for each of the different evaluation criteria also show that we have nothing to be ashamed of. We received positive feedback in all areas.
How we interpret the individual scores depends, of course, on how many stated them as one of their criteria. Consequently, every year we take a look at the distribution of each criterion in terms of importance to our clients. The above figures illustrate the percentual distribution of how many clients made demands within each area.
If we take look at your highest priorities it would be tempting to draw the conclusion that as long as we collaborate (4.72), possess the appropriate competence (4.56) and our consultants work independently (4.68), this will automatically lead to a good result. This, however, is not always the case.
Even though few of you prioritised On-time delivery, and even fewer of you prioritised Adherence to budgetary framework, it would be wrong to claim that these criteria were no longer important.
Experience has shown that these are fundamental demands which strongly influence the other criteria. We have a reputation for delivering on time and within budget.
Even more important than high scores is addressing our weaknesses, particularly in those areas that have highest priority.
Collaboration (4.72)
Out of the total of 200 who set expectations as to our ability to collaborate, only twice did we score lower than 3, and 95.3% of the scores were higher than 3.5 points. The chemistry between you and our consultants is a successful combination. And it is something we shall continue to nurture.
Competence (4.56)
Every day, somewhere in the world, technological breakthroughs are taking place. Some of them will come to influence our everyday lives and make demands on the competence we possess. AKM (Applied Knowledge Management) will prove to be the key to whether we and our clients manage to keep up. It is vital to stay at the forefront of the rapid pace at which technological developments are taking place. Together with our clients we will ensure that we possess the appropriate competence – at the right time. This will be our greatest challenge in 2006. Only twice did you rate our competence level below 3 points. 94% of the scores were higher than 3.5. We’re proud of that. We believe we are well on our way to reaching our goal of providing the appropriate competence for all our projects.
On-time delivery (4.36)
On-time delivery is a demanding criterion. On-time delivery is often dictated by conditions over which the project has no control but which are prerequisites at the planning stage: closing accounting periods, year-end closing of the accounts, peak seasons, manpower, campaigns, or new laws that come into force. In 2005 you told us that we delivered on time in 97.3% of the assignments measured; although this figure was a great improvement on the score for 1994, it is still not good enough. Our concentrated efforts over the past years on the coaching and training of project managers as well our strengthening of estimating, planning, manpower and project follow-up have given good results.
Adherence to budgetary framework (4.25)
Only 3% of the demands you set for us relate to keeping within budgetary frameworks; 95.8% of your evaluations rated us “Above expectation”, and 4.2% “As expected”. 37.5% of you ranked cost as your fifth (lowest) priority.

I am a native Londoner, living in Oslo, Norway for the past 20 years. After working primarily in administrative and secretarial positions for 15 years, I took an undergraduate degree at Oslo University in French, English and Translatology (translation theory and method).
